Abstract
본 연구는 협력형 디지털 레퍼런스 서비스 이용 활성화를 도모하고자 이용자 만족도에 영향을 미치는 요인을 규명하고 이 요인들을 반영한 개선방안 제안에 목적을 두었다. 이를 위한 데이터 수집은 ‘사서에게 물어보세요’ 이용자를 대상으로 한 설문조사와 ‘사서에게 물어보세요’ 질문답변 기록지 데이터 파일을 활용하였다. ‘사서에게 물어보세요’는 국립중앙도서관과 464개 공공도서관이 협력하여 운영하고 있는 협력형 디지털 레퍼런스 서비스이다. 연구조사의 모집단은 ‘사서에게 물어보세요’의 실제 이용자들이며 설문조사 참여에 동의한 이용자를 표본으로 삼았다. 본 연구는 설문조사 방법을 적용하여 인구통계학적 특성, 정보요구 특성, 이용자 인식요인과 서비스 만족도 및 후속의도 간의 영향력 관계를 비교분석하였다. 여기서 이용자 인식요인은 이용자 정보행동을 설명하고 답변수용 결정에 영향을 미치는 요인들로서 서비스의 개념 이해, 경험 및 기대, 사서와의 상호작용 등이다. 설문조사 분석에는 이용자 만족도에 영향을 미치는 요인을 규명하고자 빈도분석, χ2검증, t-검증, 분산분석 등 통계학적 기법을 활용하였다. 질문답변 기록지 데이터 파일을 통해서는 협력형 디지털 레퍼런스 서비스에 참가하고 있는 도서관들의 질문처리건수, 지역별 도서관 참여율, 이용자의 질문 목적 및 변화추이 등을 조사하여 서비스 규모 및 이용현황을 파악하였다. 이용자 만족도에 영향력을 미치는 요인 조사는 연구모형에 따라 설정된 다섯 가지 연구가설 검증으로 이루어졌다. 주요연구 결과는 다음과 같다. 첫째, 인구통계학적 특성, 정보요구 특성, 인식요인 중 서비스 만족도, 후속 의도 간에 유의미한 영향을 미치는 통계학적 변인은 인구통계학적 특성과 이용자 인식요인으로 확인되었다. 인구통계학적 특성에서 서비스 만족도에 영향력이 높은 요인은 학력과 직업으로 나타났다. 연령에서는 반영도가 낮았으며, 성별에서는 유의미한 변인이 보이지 않는 것으로 나타났다. 둘째, 정보요구 특성이 서비스 만족도에 유의미한 영향을 미칠 것이라는 전제의 분석결과, 질문 목적 및 질문 단계요인 모두 서비스 만족도에 유의미한 영향력이 나타나는 통계적 변인이 발견되지 않아 두 개의 가설은 기각되었다. 한편, 질문 목적별에서는 인구통계학적 특성 중 연령, 학력, 직업에 따라 유의미하게 차이가 나타났다. 셋째, 이용자 인식요인이 서비스 만족도에 미칠 영향력 관계를 분석한 결과, 서비스의 개념 이해, 경험 및 기대, 사서와의 상호작용 등 세 변인 모두 현저한 영향력을 나타내 보이며 서비스 만족도 요인별에 서로 다르게 반응하였다. 답변의 신속성에는 경험 및 기대, 사서와의 상호작용이 영향력을 가지며, 답변의 유용성에는 서비스의 개념 이해와 사서와의 상호작용이, 답변의 정확성 및 적절성에는 경험 및 기대와 사서와의 상호작용이, 답변의 전문성에는 서비스의 개념 이해와 사서와의 상호작용이 정(+)의 방향으로 보다 높은 영향력이 나타났다. 넷째, 이용자 인식요인과 후속의도와의 영향력 관계를 분석한 결과, 서비스의 개념 이해, 경험 및 기대, 사서와의 상호작용 등 세 변인 모두 유의미한 영향력이 나타났으며, 서비스의 개념 이해와 사서와의 상호작용이 높을수록 후속의도가 보다 증가하는 것으로 나타났다. 다섯째, 서비스 만족도 요인이 전체 후속의도에 미치는 영향력과 설명력을 확인하기 위해 회귀분석을 실시한 결과, 답변의 전문성, 답변의 적절성, 답변의 신속성, 답변의 유용성 순으로 영향력 차이가 나타났다. 재이용의사와 서비스 만족도 간 영향력 관계 확인에서는 답변의 신속성, 답변의 적절성, 답변의 전문성이 정(+)의 방향으로 설명력이 나타났다. 즉 서비스 재이용의사 결정은 답변의 신속성, 답변의 적절성, 답변의 전문성에서 영향을 받는 것으로 나타났다. 주변 동료나 지인에게 서비스를 소개 또는 권유하는 추천의사에 영향을 미치는 서비스 만족도 요인에는 답변의 신속성, 답변의 유용성, 답변의 정확성, 답변의 적절성, 답변의 전문성 등 다섯 요인 모두 영향력을 미치는 것으로 나타났다. 한편, 본 연구에서 서비스 만족도에 영향을 미치는 요인 도출을 위해 채택한 이론적 배경인 최소 노력의 법칙, 제한적 합리성내 만족화, 사회적 실재감, 매체 풍요도 측면으로 구분하여 분석한 결과를 통해 다음과 같은 성과를 거둘 수 있었다. 첫째, 최소 노력의 법칙 측면에서는 이용자는 자신의 요구질문을 사서에게 제시하기 전, 온라인 검색 및 전화 문의 등 인지적 노력을 시도하고 있고 답변의 신속과 지연 등 시간 관리에도 중점을 두고 있었다. 도서관을 직접 방문하지 않고도 답변 및 정보원 입수가 가능하여 자신의 시간과 노력이 절약되는 것에 매우 만족해하는 것도 알 수 있었다. 둘째, 제한적 합리성내 만족도 측면에서는 제공된 답변에 대한 만족 및 자신의 문제해결을 위한 추가적인 노력 여부를 살펴보았다. 답변으로 제공된 정보원 수준과 정보원 선택 및 평가에서 실제 서비스를 긍정적으로 경험한 이용자들은 디지털 레퍼런스 서비스의 가치와 중요성을 인식하고 만족도가 매우 높은 것으로 파악되었다. 셋째, 사회적 실재감 측면에서는 이용자는 사서의 친절, 신뢰감, 질문 재확인 등 호의적이며 세심한 태도를 나타내는 사서들을 지지함을 알 수 있었다. 이것은 RUSA 가이드라인에서 추천하는 행동 준수 사항과 연관지어 파악할 수 있었고 이용자들은 친절하고 간결한 답변을 선호하며 사서의 답변에 대한 감사의 뜻을 표현한다는 것을 확인할 수 있었다. 넷째, 커뮤니케이션 모드와 관련하여 매체 풍요도 측면에서는 ‘사서에게 물어보세요’가 질문에 대한 즉각적인 반응성, 답변의 신속성 등이 낮은 비동기성의 이메일 커뮤니케이션 모드임에도 불구하고 이용자들은 언제, 어디서나 이용할 수 있어 자신의 시간과 물리적인 노력 조절이 가능한 점을 긍정적으로 인식하고 있다. 실제 설문조사에서 상당수 응답자가 필요한 때에 언제든지 방해받지 않고 질문 작성이 가능하여 좋다라고 응답하여 이용자인 응답자들이 이메일 커뮤니케이션 모드의 특징을 이해하고 유의하게 레퍼런스 서비스를 이용하고 있다는 것을 관찰할 수 있었다. 본 연구는 분석 결과들을 기반으로 이용자 정보행동을 설명하는 요인들과 서비스 만족도와의 영향력 관계를 파악하고, 이들 영향력 있는 요인 중심으로 디지털 레퍼런스 서비스의 이용 활성화를 위한 개선방안을 다음과 같이 제안하였다. 1) 연구조사에서 검증된 높은 영향력을 가지는 요인을 개선방안 수립 시 우선 반영 및 이를 위한 사서 재교육 2) 서비스 진입장벽을 낮추기 위한 ‘사서에게 물어보세요’ 홈페이지 및 질문하기 웹 폼 개선 3) 서비스 만족도 제고를 위한 완전한 수준의 답변 기준 제정 4) 서비스 확대를 위한 관종별 협력 및 서비스 이해를 도모하는 홍보 강화 등이다. 본 연구에서 제시한 인식요인은 디지털 레퍼런스 서비스의 이용자 만족도 요인에 관한 국내 연구가 부재하므로 이용자 만족도 연구 관련한, 후속연구에 일조할 수 있을 것이다. 또한 서비스 만족도에 영향력을 미치는 요인 간 분석 결과는 다양한 이용자 연구를 수행할 수 있는 단초 제공은 물론 이용자 만족도 제고를 위한 서비스 개선방안 수립 시에 도서관 현장에서 적용할 수 있는 기초자료 제공에 그 의의를 갖는다.;The objective of this study is to promote the use of collaborative digital reference service by identifying factors that affect user satisfaction and developing improvement measures based on the findings. Data were collected via a questionnaire administered to the users of the "Ask a Librarian" service and a survey to analyze the frequency and patterns of usage of the service. The “Ask a Librarian” service is a collaborative digital reference service that is operated by a cooperative effort from the National Library of Korea and 464 public libraries in Korea. The population is comprised of the users of the “Ask a Librarian” service, and those who consented to participate in the survey were included in the sample. We comparatively analyzed the associations among subjects’ demographic characteristics, information seeking patterns, factors that influence user recognition, service satisfaction, and follow-up intentions via responses to the questionnaire. Factors that influence user recognition were defined as those that explain users’ information behaviors and influence their decision to accept given responses, namely comprising an understanding of the concept of the service, experience, expectations, and interpersonal interaction. Statistical tests including a frequency analysis, χ2 test, t-test, and variance analyses were performed to identify the factors that affect user satisfaction. The survey responses were analyzed to examine the number of questions processed by libraries that participate in the collaborative digital reference service, region-specific participation rates of libraries, and purpose and changes of questions asked to identify the frequency and patterns of service usage. Five hypotheses were established and tested to investigate the factors that influence user satisfaction. The key findings of this study are as follows. First, demographic characteristics and factors that influence user recognition were found to have statistically significant effects on service satisfaction and follow-up intention out of variables including demographic characteristics, information seeking patterns, and recognition factors. Among various demographic characteristics, education level and occupation were found to have considerable effects on service satisfaction. On the other hand, the effect of age was modest and that of gender was insignificant. Second, the hypothesis that information seeking patterns will have a significant effect on service satisfaction was rejected, as both purpose of question and stage of question did not have statistically significant effects on service satisfaction. Meanwhile, there was a significant difference in purpose of question in accordance with the user’s age, education level, and occupation among demographic characteristics. Third, we analyzed the effects of factors that influence user recognition has on service satisfaction and found that all three factors (i.e., understanding of the service concept, experience and expectation, and interpersonal interaction) markedly influenced service satisfaction, where the degree of influence varied for each factor of service satisfaction. Experience and expectation and interpersonal interaction had a greater influence on the quickness of the response, while understanding the service concept and interpersonal interaction had a greater influence on the usefulness of the response. In addition, experience and expectation as well as interpersonal interaction positively affected the accuracy and adequacy of the response, while understanding of service concept and interpersonal interaction positively affected the expertise of the response. Fourth, we analyzed the effect of factors that influence user recognition on follow-up intent and found that all three factors (i.e., understanding of the service concept, experience and expectation, and interpersonal interaction) had a significant influence on follow-up intent, indicating that greater understanding of the service concept and interpersonal interaction increases follow-up intent. Fifth, we performed a regression analysis to verify the influence and explanatory power of service satisfaction regarding overall follow-up intent and found that the expertise of the response had the greatest effect, followed by adequacy of the response, quickness of the response, and usefulness of the response. In terms of reuse intent and service satisfaction, quickness of the response, adequacy of the response, and expertise of the response had positive influence on reuse intent. In other words, the quickness, adequacy, and expertise of the response affected users’ decisions to reuse the service. All five service satisfaction factors (i.e., quickness of the response, usefulness of the response, accuracy of the response, adequacy of the response, and expertise of the response) influenced users to introduce or recommend the service to colleagues or acquaintances. Meanwhile, the analyses from the perspectives of the law of least effort, satisfied bounded rationality, social presence, and media richness—the theories selected in this study to extract the factors that affect service satisfaction—produced the following results. First, in terms of the law of least effort, users engage in cognitive effort such as online searching or phone inquiries prior to presenting their questions to the librarian and are primarily focused on time management (e.g., quickness/delay of response); users were highly satisfied by reducing the time and effort required to obtain information, as they obtained wanted information without physically visiting the library. Second, in terms of satisfying bounded rationality, we examined the users’ satisfaction with the provided response and whether they engaged in additional efforts to solve their problems. The findings indicated that users who had positive experiences with the actual service, as noted by the level of the source of information that provided the response and the users’ selection and assessment of the number of information sources, were aware of the value of digital reference services and had high satisfaction with the service. Third, in terms of social presence, users were more supportive of librarians who exhibited a friendly and meticulous attitude characterized by kindness, trustworthiness, and reconfirmation of the questions (factors in interpersonal interaction). We verified this in association with the code of conduct recommended by the guidelines, and we also found that users preferred kind responses from the librarian and answered that kindness with expressions of gratitude. Fourth, in terms of media richness related to the communication mode, users perceived the “Ask a Librarian” service positively, as they had access to the service regardless of time and place, which enabled them to reduce time and physical effort despite the fact that the service is based on an asynchronous e-mail communication mode, which lacks immediacy and quickness in responses. A considerable number of respondents actually preferred the asynchronous feature because it enables them to write their questions at any time without being interrupted. This shows that many users fully understood the features of the e-mail communication mode and were utilizing the service meaningfully. As shown here, most of the respondents had positive perceptions of the digital reference service. Based on these findings, this study analyzed the causal relationship between factors that explain users’ information behavior and service satisfaction, and presented the following suggestions for improvement measures based on influential factors to promote the use of digital reference services: 1) reflect the factors that were verified to have strong influence in the improvement measures and re-educate librarians based on them; 2) enhance web forms of the “Ask a Librarian” website and the Q&A section to lower the service entry barrier; 3) establish the standard for a complete response to increase user satisfaction with the service, and 4) further promote inter-organizational collaboration and understanding of the service to expand the service range. Amid the lack of research on factors that influence users’ perceived satisfaction with digital reference services in Korea, the findings of this study are expected to provide valuable data for follow-up studies related to digital reference service users. Furthermore, this study is also meaningful in that the findings regarding the association among factors that affect service satisfaction could serve as a basis for researchers to undertake diverse research as well as provide basic data for the development of improvement measures for reference services to increase user satisfaction.
